A customer can end a call satisfied.
The agent answered correctly. The process was followed. The quality score looked good. The issue was closed.
But that does not always mean the relationship is safe.

A helpful agent cannot fully erase a confusing bill, a delayed delivery, a weak policy, or a product that is not creating value.
For BPO partnerships, the lesson is clear:
If an outsourced team is expected to help protect retention or improve customer outcomes, they need more than scripts and service-level targets.
They need:
β data access β decision authority β clear ownership β context behind the customer relationship β the ability to act on risk before it becomes churn
Because CSAT and NPS can tell part of the story.
But they do not always reveal whether the customer is quietly disengaging.
